Story · The Stroke at the Bottom
A food-delivery app had a strange problem: checkout was smooth, payment was fast, yet repeat rate refused to climb. Only after the team plotted the full journey as an emotion curve did the real culprit surface — not checkout (which scored high), but the wait. For 30 minutes after ordering, users stared at "Restaurant accepted" with nothing happening, getting hungrier and angrier as their mood slid all the way to the floor. The worst experience landed at the exact moment they had the least patience. So the team stopped optimizing checkout and went to work on the trough instead: live courier location, ETA countdown, and a little mini-game to play while waiting. Anxiety turned into anticipation, and repeat rate jumped. The lesson is simple: plot the emotion across the whole journey and the opportunity floats up at the bottom.

Journey Maps in the Real World

Journey map: plot the customer's full arc — from first discovery to long-term loyalty — as a single line. Experience is continuous, not a stack of isolated features.
Emotion curve: tag each step with how the user feels and connect the dots. Highs and lows tell you where to act far better than a feature checklist ever will.
Pain / delight moments: the trough is the pain you most need to fix — and turning a trough into a delight is the cheapest way to flip the whole experience's reputation.
Whole-touchpoint view: support, logistics, waiting, after-sales — all touchpoints count. The break in the experience often hides outside your product's official boundary.
一句话In One Line
It's the easiest trap in the world: a team obsessing over "core features" and forgetting that customer emotion is continuous — any single break in the journey drags the whole thing down. What a journey map buys you is a swap from the feature lens to the emotion lens: stop asking "is this feature any good" and start asking "by the time the user reaches this step, is their mood rising or falling?" Plot the curve and the priority is obvious — the emotional low. And here's the kicker: that trough isn't just a hole to fill — turning a user's most painful moment into a moment of delight is the cheapest word-of-mouth amplifier you'll ever build. Everyone else is polishing the peaks; you go flip the trough.
Common Mistakes
Only mapping in-product steps and ignoring everything around them. Waiting, support, shipping all count — the break in the experience usually hides outside your product's boundary.
Inventing emotion scores from the team's gut. Back each score with real data and observation, never a conference-room guess.
Finding the trough and only thinking "fix it". A trough is also a delight opportunity — flipping the most painful step into a highlight is worth far more than a quiet patch.
