Story · Potato chips and the diet vow
Interview a roomful of people who want to lose weight and they all say the same crisp thing: "Less fat, less sugar, more exercise, no junk food." Watch what they do for a week — the freezer is stuffed with chips and the midnight delivery order goes through anyway. If you only listen to what they say, you'll build yet another "diet tracker" app that asks them to log every calorie by hand — and nobody opens it, because they don't want to be reminded how badly they're failing. The real insight lives in the gap: they think they should get better but can't, and what they feel is guilt and helplessness. So the sharp designer stops building "trackers" and ships "healthy delivery food that doesn't require willpower" — sidestepping the actual pain (self-discipline) entirely. That is the power of the empathy map: don't get fooled by the mouth, watch the hands.

The gold seam: say-do gap → insight

The empathy map in real work

Real empathy: stand in the user's shoes before designing — don't project your own preferences onto them. The four quadrants are scaffolding for climbing into their head.
Say-do insight: the gap between Say and Do is the unspoken real need — the biggest opportunity is usually hiding in that crack.
Four quadrants: Says, Thinks, Does, Feels cross-check each other. Read one alone and you'll be misled. Only the full set draws a whole person.
Step out of yourself: you are not the user. The moment you think "this is obvious," that's usually your own expertise blindfolding you.
一句话In one line
The core admission of the empathy map is this: you can't fully trust what users say — not because they lie, but because people don't know themselves. We all build tidy stories around our behaviour (that's the Says), and our actual behaviour (the Does) quietly contradicts the story. A designer's craft is putting Says and Does side by side, then staring hard at where they don't match — because that's the real need the user hasn't articulated, and often hasn't even noticed. One level deeper: don't build the feature they asked for. Build the relief for the pain their behaviour just exposed. The first gives you a tool nobody opens. The second gives you a product they can't live without.
Common mistakes
Filling only Says by copy-pasting interview transcripts. Does must come from observing real behaviour, not from what the user tells you.
Filling all four quadrants and stopping there. The whole point is hunting the Say ≠ Do crack — that's the doorway to insight.
Filling quadrants with your own guesses. Every entry needs real evidence — otherwise you're just drawing a portrait of yourself.
